When creating a case for a technical issue for a customer, the agents fill out the following fields to help in prioritizing cases:

 

Severity

 

Impact

 

Urgency

 

But I'm having some issues in defining the values for the Impact field. I was trying to find best practices for capturing this information, without much luck. What I came up for the values are:

 

Extreme

 

High

 

Moderate

 

Low

    Hi Allen,

     

    The most common issue with values like Extreme / High / Moderate / Low is that they are subjective—what an agent considers "Moderate," an agitated customer might call "Extreme."

     

    In ITIL and customer support operations, the gold standard is to tie Impact directly to scope and scale (who/what is affected), while leaving Urgency to handle time-sensitivity, and Severity/Priority to be the calculated outcome of both.

     

    Recommended Best Practice Picklist Values for Impact

    Instead of abstract adjectives, define Impact by the blast radius:

     

    • Organization-Wide (or All Users): Critical infrastructure or service is down for every user; company-wide halt.

     

    • Multiple Users / Department: A whole team, branch, or customer segment cannot perform critical work.

     

    • Single User / Individual: Only one person is blocked, or the issue is localized to an individual machine/account.

     

    • Minor / Informational: No operational disruption; cosmetic glitch, typo, or general inquiry.

     

    The Standard Matrix Formula (Impact + Urgency = Priority)

    When you define Impact by scope, you can automate your Case Priority (or Severity) using a formula or Flow matrix:

     

    Impact (Scope) | Urgency (Time/Deadlines) | Calculated Priority / SeverityAll Users | High (Work stopped, deadline immediate) | P1 - Critical

     

    Multiple Users | High | P2 - High

     

    Multiple Users | Low (Workaround exists) | P3 - Medium

     

    Single User | High (Executive or urgent milestone) | P2 / P3

     

    Single User | Low | P4 - Low

    Key Operational Tips

    • Use Field Help Text: Add clear definitions right under the field (e.g., "Select based on the number of users or business functions blocked").

     

    • Don't let agents guess Priority: Let the agents evaluate the objective facts (Impact = How many people? Urgency = Is there a workaround / deadline?), and let the system calculate the SLA/Priority automatically. This removes emotional bias from case triage.

Hello,

 

does anyone know thru testing what fields our ideasExchange (customer community ideas) works on?

 

as it does not appear to be behaving as the standard ideas fields as per help and training.

 

if I add a word into comment, it is not returning when I search on that word

    Hi, 

     

    The search behavior for Ideas can be confusing because the documentation describes which fields are searchable, but that doesn't necessarily mean every search interface indexes comments in the same way. 

     

    If a word is added only to an Idea comment and doesn't appear in the search results, I'd test the same word in the Idea Title and Description

    first. If those return results but the Comment does not, it would suggest the Community/Ideas search isn't indexing the comment content as expected. 

     

    Since this is from 2012, there may also be differences between the Help documentation and the specific Ideas/community implementation or release. 

     

    If you can provide the exact search screen you're using (Sidebar, Advanced, or Global) and an example Idea, it would help narrow down which fields are actually being searched.

Is it possible to re-order the comments on individual ideas so that the most recent comment is at the top of the page rather than the bottom?

    Hi Amy,

    If you’re referring to the standard Ideas

    functionality, the comments are displayed in chronological order, with the newest comments appearing at the bottom. There isn’t a standard setting to reverse the order so the most recent comment appears first. 

     

    If having the newest comment at the top is important, it would require a custom solution, such as a custom Visualforce page/component that queries and displays the Idea comments in descending date order.

I'm created a batch file to call procsss.bat.  When i put this batch file in "C:\Program Files\salesforce.com\Apex Data Loader 20.0"  folder, this batch can execute successfully. But if this file is in other folder ,for example in "D:\New Folder" , this batch file executed with error message "system could not find the specified path" . How to handle it if i want to put batch file in another folder ?

    Hi ChinaSupport, 

     

    This is usually caused by the batch file using a relative path to process.bat or to the Data Loader files. When you run it from the Data Loader installation folder, Windows can find those files, but it cannot when the batch is launched from D:\New Folder.

    Use the full path to process.bat, or change the working directory before calling it. For example:

    @echo off

    cd /d "C:\Program Files\salesforce.com\Apex Data Loader 20.0"

    call process.bat

    Alternatively, use:

    call "C:\Program Files\salesforce.com\Apex Data Loader 20.0\process.bat"

    The call command is important when invoking another .bat file. 

     

    If your process.bat references other files using relative paths, changing to the Data Loader directory with cd /d is generally the safer approach.

I am looking for the Lead History for converted Leads.   We have a few Leads that have been converted to Accounts and the data has been entered incorrectly.  I would like to know who I can find out who entered the data.  Usually this information would be displated the Prospect History Object but now that the Lead has been converted that information has been lost.  Any ideas how to get it back or at least view it in a report?

I"m working on implementing a new org, and they want to be able to get incoming/ outgoing calls and SMS messages (custom on the fly messages, as well as templates for frequently used communications. They also want all the messages and calls to be masked to their main office number, so all calls and text appear to come from mainline. I have looked at Ringcentral and live message from salesforce, but RingCentral is telling me that they can't do it all on one line. Does anyone have any experience with this and recommendations, please? Thank you

    For this setup, I’d look for a provider that can handle both voice and SMS on the same business number while still giving Salesforce control over logging and routing. The tricky part is usually keeping the number consistent without losing visibility into individual conversations. 

    A Salesforce CTI Integration can help bring calls, SMS, contact records, and activity history into one workflow. I’d also confirm number porting and SMS capabilities before choosing the provider.

I recently took over the Service Cloud administration.  I want to run a report of our defined Service Request Types and the SLA assigned to each.  Is there a way to run a report to get this?  As of right now it appears the only way is to manually copy into excel or take screen shots.

I am adding a lookup field to Cases and want to be able to pick a user rather than a contact. I'd like to limit the selections to System Admins only but when I try to add the filter I don't have a profile name option, just profile ID. I can't figure out what this is or how it works. 

 

Any assistance is appreciated.

Hello, 

I was testing the Import Articles (https://help.salesforce.com/articleView?id=sf.knowledge_article_importer.htm&type=5) tool in Setup to try and import a sample article with "datacategorygroup.TOPIC" method to assign each article to a data category group. 

 

I followed the instructions as closely as I possibly could, and used the slide deck of instructions on this website (https://www.asagarwal.com/step-by-step-guide-to-importing-articles-in-salesforce-knowledge/

) as a guide. 

However, the article import fails due to the following error: 

 

"This value [datacategorygroup.FAQ] in the header for column 4 cannot be mapped (check both the header and its matching FLS)."

The "datacategorygroup.TOPIC" column is the only one that fails, even though the data category name is spelt correctly and I've followed the instructions perfectly. 

Has anyone else experienced this or found a workaround to get this to work?

    I solved it! Turns out my data category groups were (embarrassingly) inactive, which is why the import kept failing. 

    As well as that, I discovered that you actually have to have a HTML file to import the value of any rich text field. 

    Anyone struggling with this, I would suggest following the steps shown in the slide deck on this article (https://www.asagarwal.com/step-by-step-guide-to-importing-articles-in-salesforce-knowledge/) as closely as you can in a dev org, and make sure that your category groups are active!!!

I have created 1 Orchestration Flow. It is breaking for 1 one of the Activity on the Connect Portal. 

If I am running the Orchestration Flow outside of the Connect Portal then it is working fine and giving me the respected output. 

I am working in 3-4 sandboxes but only on 1 sandbox it is giving me the following error.

Is any permission or something is missing for the connect portal because of that it is not working.
