I am looking for a solution for our IT team within Salesforce. Currently they are not using salesforce to track assets or log our internal cases. The solution is for internal company use only, to deal with assets given to users and issues that occur within our company's IT spectrum.

Does anyone know of an app or standard Salesforce capability for 1) tracking internal assets against employees 2) logging standard internal cases with assets 3) low cost

I am confident in my ability to develop a custom object or customize current objects to do this, I was just wondering if there was a solution that exists and has worked well for anyone. Thanks.

For anyone finding this now: ITAM App is a free native package built for exactly this. It tracks internal hardware and software licences assigned to employees, keeps assignment history, and links assets to Cases in Service Cloud, so internal IT tickets carry the asset they're about. Employees holding equipment don't need Salesforce licences, only the IT admins do. The free plan covers 20 owners and 100 assets with no time limit. Has anyone developed a way to use Salesforce to manage software assets? We are a higher ed institution and we currently track thousands of software serial numbers and purchases in a decrepit Filemaker database that we'd like to move into Salesforce. We'd like to track vendor (Account), purchase history, application name, version, quantity, assignments (to both people and computers), and other info.

It seems like the Asset object would be appropriate, but serial numbers are not like assets: I can only assign a monitor to one person, but some volume serial numbers can be assigned to multiple people (or computers). There are multiple types of software licenses (volume, floating, node-locked, user account, etc).

I'm looking for a way to translate this kind of relationship into something that works in Salesforce. I don't see a way to associate many-to-many records to each other, the way Products/Assets/Contacts work together. Other than having many lookup fields on my Software License object...

You can treat Software Volume licenses as Asset. Create a custom Junction object to Link Asset with Contact. It should allow you to handle all business use cases.

I work for IT and I have a few roles. Currently I am trying to set up inventory tracking in SF but I have limited experience in SF. For instance, when I assign someone a new headset I would like to take a picture and list it's service tag/asset tag along with the user's name who it is assigned to as well as any notes about the equipment and it's price. Keeping in mind this would be only to track internal equipment for employees not clients. If there is a way to have preselections of the item like saved picture and make/model to select then just add the user's name to it that would be awesome.

Eric's two-object design (Equipment plus Equipment Assignment) is the right shape if you build it yourself. If you'd rather start from something ready-made, ITAM App is a free native package that already has asset types, serial and asset tag fields, assignment to employees, and assignment history. It also adds licence tracking and warranty or renewal alerts. Employees don't need Salesforce licences to have equipment assigned to them. I have a few agents who are working on a case in an active tab and then go on break (change their Omni status to on a break) and when they come back from break and change back to ready status a new case assigns even though they are still working on the previous case. Because they still have the case that they were working on in the active tab it shouldn't route them another case but it is.

How can we ensure that case SLAs, including entitlements and milestones, are calculated based on each customer's local business hours, given that our customers are located across multiple time zones worldwide?

    Hi @Shruti Jain

The best approach is to use Salesforce Business Hours with Entitlement Management.

Create separate Business Hours for each customer region/time zone (e.g., US, UK, India), including working hours and holidays. Then use Flow or Apex to assign the appropriate Business Hours to the Case based on the customer's location.

For milestone calculation, Salesforce follows this hierarchy:

Milestone → Entitlement Process → Case Business Hours.

Therefore, if the SLA needs to vary by customer location, configure the correct Business Hours on the Case and avoid overriding them at the Entitlement Process/Milestone level.

This ensures that Entitlement and Milestone timers count only the customer's applicable business hours, including holidays and time-zone differences.

    Hope This Helps!!

I'm looking for any information and anyone's experience with multi-region teams and case entitlement process / milestone assignment. I've found surprisingly little to address this, but I assume it must be a fairly common scenario. I'll outline my setup below and all times are per UK hours (unless otherwise stated) for ease, although teams all work roughly 09:00-17:00/18:00 in their own region.

I have a customer service team who used to be based only in the UK. The new cases created are currently all given the default business hours (set to 08:00-17:30 UK) and default entitlement process, which contains a milestone that is 1140 mins ie. 2x 9.5 hour days (same length as default business hour day - I've realised that for a customer response SLA, the milestone duration needs to be equal or less than the length of the business hours record used on cases for that SLA length, to ensure a milestone doesn’t go to violation <after> a customer SLA was due.)

The customer SLA commitment is first response within 2 working days. The working times offered are 07:00-00 Mon-Thu and 07:00-20:00 Fri; weekends and public holidays are excluded.

The problem is that the team has expanded and reps are now based in 3 locations - UK, Europe and Mexico (with India to possibly be added as well for a subset of cases) and all work slightly different length days. We have web forms and email-to-case and so cases can come in at any time of day as customers are global, with the average hour raised being 13:00 UK. When the first Europe rep/s come online at 07:00 UK, they assign all new cases to the reps across the 3 teams, ie. divide up the number of cases by the number of reps available that day, so that any case from any customer/region could go to any team member.

In my sandbox, I've set up the Business Hours and Holidays for the 3 regions, and I've set up an entitlement with a milestone of 960mins, 2 x 8hour days (8 hours being the shortest working day length out of all the reps, so that a customer SLA can't be breached).

The issue I'm trying to resolve is how to apply the milestone so that as reps come online across the globe (in order: [India, maybe], Eur, UK, Mexico), the Mexico reps coming online later aren't disadvantaged in the time they have available for support and their first response time/case resolution metrics, while still being able to meet the customer response within 2 working days.

If I set the milestone to be added when the case is created (say 08:00 UK on day 1) and it sits unassigned in the queue (using, say, the default business hours to UK 09:00-17:00), the clock has been running for 6 hours when they come online at 15:00 UK, so they're disadvantaged, because they can still work 2 full days in their region (2x 9 hours) on days 1 & 2, respond at 22:00 UK day 2, and meet the customer SLA 08:00 UK day 3.

If I set the milestone to be added once the case has been assigned to a rep, so that the clock would only start running for that rep from the point they can start working on it, the case may have been unassigned for eg. 8 hours and so the "customer SLA clock" is already running, and if I then add the 16-hour milestone, the rep could breach the customer SLA. Eg. case raised 15:00 UK day 1, customer SLA is 15:00 day 3; Mexico rep assigned case 20:00 UK day 1, and milestone added. They now have only 13 hours left in their working days (4 hours day 1 + 9 hours day 2) before 15:00 day 3 (which is when their day starts). But at the end of their day on day 2, the milestone would say they still have 3 hours remaining on the milestone and it would go to violation at 18:00 day 3, which is after the customer SLA.

Also, Mexico have a shorter working day on Fridays so our customer offer is only until 20:00 on Fridays, so is there any way to handle the one shorter day without bringing the milestone down to say 14 hours to allow for this? With a 16 hour milestone, the final few hours could fall over to their next working day on Monday and therefore breach the customer SLA. I can't see anything that would allow for one-off variations.

Does anyone have any experience of this and has anyone implemented an entitlement process / milestone that works for this type of scenario?

What is the best way to track support employee schedules and integrate them into case assignment rules.  In other words, I don't want to assign a case to a support analyst that is not working today.  Thanks.

    Hi Vadim,

Case Assignment Rules don't natively understand an employee's work schedule or whether a user is currently working.

A common approach is to maintain a simple Support Availability/Schedule object or fields that indicate whether a support analyst is available for assignment. Your assignment logic can then check that availability before assigning the Case.

If you're using a custom assignment process, Apex can query the available analysts and assign the Case accordingly. You could also maintain separate queues for different shifts and route Cases to the appropriate queue rather than directly to individual users.

For a small support team, queues plus a simple availability mechanism are usually easier to maintain than building a full scheduling system.

I am trying to implement the use of Service Contracts in my organization with various entitlements. We are a field service organization so nearly all service is handled by reps in the field via dispatch & routing and the information case data through a custom object work order is reported back via the tech during a debrief.

We also perform installations of products with new company and manufacturer warranty specs.

I had read up a little on Cases with Child Cases and entitlement processes but most items revolve around tech support issues.

We are typically on a 24-48 hours cycle (ideally) for our tech dispatch, diagnosis and repair. In many cases we will have a 2 -3 trip resolution which we would like to begin to mitigate down to a single trip resolution.

Just looking for some pointers and if anyone other than ServiceMax has implemented these scenarios in a way that is not highly sophisticated and complex.

    Hi Justin,

Your use case can fit well with Cases + Service Contracts + Entitlements, without necessarily requiring a very complex implementation.

I would consider using the Case as the customer/service issue and the Service Contract/Entitlement to determine what coverage and response expectations apply. Your custom Work Order can then handle the field-service-specific details such as dispatch, technician, diagnosis, parts, and trip/debrief information.

For the warranty scenario, you could create separate entitlement rules for manufacturer warranty vs. customer service contracts, and have the Case determine which entitlement applies. You can then track metrics such as response time, number of trips, and resolution time to identify where repeat visits are occurring.

I would start with the standard Case/Entitlement functionality and keep the Work Order integration as simple as possible, adding automation only where it removes manual steps.

In using the Email-to-Case on-demand functionality, it works great for updating existing Tickets with the back-and-forth thread of the CS reps answers to emailed questions.

In trying to account for CS rep workload, I'd like to be able to measure more than the number of "Open" tickets/cases, since this only reflects the initial email arrival, but not the subsequent arrivals of additional email questions from that same client, which automatically update that original ticket.

Is there a way to measure the inbound arrival of emails, even if it's to an existing Ticket/Case?  Basically, the "Last modified date" would be PERFECT if it reflected any inbound "modification" to the Ticket, rather than just internal actions.  I can't figure out a workflow or other means to have the inbound activity for one single Ticket that updates multiple times to reflect those multiple inbound updates.

Any ideas?  Thanks!

    Hi Willow,

Rather than using the Case Last Modified Date, you can track the inbound emails associated with the Case. With Email-to-Case, each incoming email can be associated with the existing Case, so the email records can be used to count how many inbound messages were received.

You could then create a report grouped by Case and count the inbound emails to measure the actual volume of customer responses/questions, even when they all belong to the same Case.

If you need that count stored directly on the Case, you could use automation/custom Apex to maintain an "Inbound Email Count" field whenever a new inbound email is received.

This would give you a much more accurate measure of the CS workload than simply counting Open Cases.
