Get to Know Workforce Engagement Management

Learning Objectives

After completing this unit, you’ll be able to:

  • Define Workforce Engagement Management and its purpose.
  • Describe how Workforce Management and Quality Management work together.
  • Explain why Workforce Engagement Management connects to Agentforce Contact Center.

What Does It Take to Run a Great Contact Center?

Great service reps are the obvious answer, but they're not the entire answer. You also need to know how many reps and AI agents you need, and when you need them. It’s important to have the right people and agents handling the right work. You need a consistent way to evaluate whether the service being delivered is good, and establish a structured way to make it better.

This is where Workforce Engagement Management (WEM) comes in.

It's the Salesforce native suite of contact center operational capabilities built into Agentforce Contact Center, running on the same platform where your reps and AI agents handle interactions. It’s designed for today’s world: a workforce of service reps and AI agents working side by side.

Workforce Engagement Management is a suite of integrated capability domains, each targeting a specific operational need. Capabilities are independently licensed—you don't have to buy the whole suite. You can start with the capability that solves your most pressing problem and expand from there.

Workforce Management and Quality Management are the two capabilities most contact center teams start with first.

To get a glimpse of these capabilities in action, check out this video.

Workforce Management: The Right Resources in the Right Place at the Right Time

Workforce Management answers this question: Do we have the right people or AI agents, with the right capacity, in the right place, at the right time? Here's how it makes sure the answer is yes:

  • Demand forecasting uses the Salesforce AI-powered forecasting engine.
  • Capacity planning by job profile and skill group.
  • Schedule publishing directly to reps or AI agents inside Salesforce.
  • Live intraday management through Command Center for Service.

Effective workforce management balances operational efficiency with employee satisfaction. It gives you the coverage you need while respecting service rep schedules and work-life balance.

Quality Management: Deliver Great Service Consistently

Quality Management answers this question: Are those service reps or AI agents delivering great service, and how do we ensure consistent quality across every interaction? Here’s how it makes sure the answer is yes:

  • Standardized evaluation forms for voice calls, messaging sessions, and email-to-case interactions.
  • AI-driven evaluations that automatically review 100% of interactions and flags outliers for analyst review.
  • Performance scorecards and trend analysis that help supervisors coach reps and close quality gaps.

Quality management helps you move from spot-checking a handful of calls to evaluating every single customer interaction. It helps you coach with confidence and make real improvements to service.

When Workforce Management and Quality Management are in place, quality data informs staffing decisions and staffing data surfaces coaching gaps. Together, they give contact center leaders a complete operational picture that no standalone tool can match.

How Workforce Engagement Fits into Agentforce

Here's the most important architectural fact about Workforce Engagement Management: it's native to Agentforce Contact Center.

It's not a third-party integration, managed package on AppExchange, or someone’s side project code. Workforce planning, quality evaluation, and interaction handling all run on the same platform, in the same data model, with no middleware between them.

Think of it like a building that has some serious architectural advantages.

Salesforce is the building itself: a single structure with security baked into the foundation, a unified data model, Customer 360 profiles on every floor, and purpose-built AI humming through the walls.

Agentforce Contact Center controls the movement in the building—voice, digital, service reps, AI agent—all moving through the same corridors, handled under the same roof.

Workforce Engagement Management is what makes the movement work. It ensures the right people are there when volume spikes, and that the service they deliver is good. And because it all runs on the same platform, the interaction data your reps and agents generate is the same data feeding your forecasts and quality scores. No middleware. No pipeline. (No duct tape.)

Built for a Hybrid Workforce

Workforce Engagement Management is also built for a hybrid workforce. Traditional tools were designed entirely around reps doing the work. The Salesforce Workforce Engagement Management accounts for AI agents handling work too.

In the Command Center, supervisors see service reps and AI agents in the same intraday view with real-time controls for presence, queue assignments, and skill reassignments. As AI agents handle more routine interactions, Workforce Engagement Management's forecasting and scheduling engine accounts for that mix. And it evaluates the quality of every customer interaction–whether it’s handled by a service rep or AI agent. Did an AI agent resolve the issue correctly? Did a service rep follow up with empathy? Workforce Engagement Management measures both, so you can coach your team and refine your AI prompts based on real performance data.

Workforce Engagement Management also supports Partner Contact Center configurations. If your organization uses a third-party telephony provider, such as Genesys, Five9, or others, you can still use Workforce Engagement Management. Native Agentforce Contact Center voice is not a requirement.

Wrap Up

Workforce Engagement Management is the Salesforce answer to the complexity of running a modern contact center. It’s a suite of integrated capability domains, built natively into Agentforce Contact Center, designed for hybrid workforces, and independently licensed so you can choose to start where it matters most.
